Abstract Purpose – With the goal of creating a more sustainable e-commerce environment where consumers reach more secure and informed purchasing decisions, this study aims to examine how e-tailers in the home textile segment can proactively reduce consumer returns. By identifying where uncertainty originates within the purchasing process, strategic recommendations are developed. These recommendations aim to provide e-commerce companies with tools to decrease return flows, strengthen customer purchase confidence, and reduce consumer returns Method – The study employs an abductive, qualitative case study design, incorporating elements of quantitative data to address three research questions. The research process spanned from September 2025 to June 2026. Data collection was triangulated through semi-structured interviews combined with the think-aloud method with nine respondents, as well as a document study of the case company's reports and emails. The data were analyzed using thematic analysis. Credibility was ensured through methodological triangulation, pilot interviews, and case study protocols. Results – The study's results demonstrate that returns within the home textile segment are primarily driven by information asymmetry, as consumers have a pronounced need to physically verify products in their home environment. The resulting gap stems from the failure of digital images to adequately convey material properties, creating an uncertainty that compels customers to purchase the product to evaluate it. The results also indicate that current payment solutions lower the threshold for using the home as a fitting room, which contributes to an increased flow of returns. Contribution – The study contributes theoretically by applying Expectation Disconfirmation Theory and Perceived Risk Theory to the home textile context, deepening the understanding of return behaviours within this specific segment. Practically, the study presents strategies such as proactive expectation management and increased transparency regarding the product's experience attributes. Through these interventions, e-commerce companies can reduce the customer's need to use the home as a fitting room. This leads to more accurate purchasing decisions, which strengthens company profitability and contributes to a more sustainable operation through fewer consumer returns.

Sammanfattning Syfte – Med målet att skapa en mer hållbar e-handel där konsumenter når ett tryggare och välinformerat köpbeslut syftar studien till att undersöka hur e-handlarna inom hemtextilsegmentet proaktivt kan reducera konsumentreturer. Genom att synliggöra var i köpprocessen osäkerheten rotar sig, utformas strategiska rekommendationer. Dessa rekommendationer syftar till att ge e-handelsföretag verktyg för att minska returflöden, stärka kundens köptrygghet och reducera konsumentreturer. Metod – Studien tillämpar en abduktiv, kvalitativ fallstudiedesign med inslag av kvantitativa data för att besvara tre frågeställningar. Arbetet sträckte sig från september 2025 till juni 2026. Datainsamlingen har triangulerats genom semistrukturerade intervjuer kombinerade med att tänka högt-metoden på nio respondenter samt en dokumentstudie av fallföretagets rapporter och e-post. Data har analyserats genom tematisk analys. Trovärdigheten säkrades via metodtriangulering, pilotintervjuer och fallstudieprotokoll. Resultat – Studiens resultat påvisar att returer inom hemtextilsegmentet främst drivs av informationsasymmetri, där konsumenter har ett uttalat behov av att fysiskt verifiera produkten i sin hemmiljö. Gapet som uppstår bygger på att digitala bilder brister i förmedlingen av materialegenskaper, vilket skapar en osäkerhet som tvingar kunden till köp för att kunna utvärdera produkten. Resultaten visar även att dagens betallösningar sänker tröskeln för att använda hemmet som provrum, vilket bidrar till ett ökat returflöde. Bidrag – Studien bidrar teoretiskt genom att applicera Expectation Disconfirmation Theory och Perceived Risk Theory på hemtextilkontexten, vilket fördjupar förståelsen för returbeteenden inom detta specifika segment. Praktiskt presenteras strategier som proaktiv förväntansstyrning och ökad transparens kring produktens erfarenhetsegenskaper. Genom dessa insatser kan e-handelsföretag minska kundens behov av att nyttja hemmet som provrum. Detta leder till mer träffsäkra köpbeslut, vilket stärker företagens lönsamhet och bidrar till en mer hållbar verksamhet genom färre konsumentreturer.
